I find that when dealing with people that are hostile or defensive, the best way to calm then down and get them to listen to you is by being respectful and tactful, but not backing down either.
I have found, strategically, the way to develop mutual respect between myself and a client who is initially hostile is to maintain an even temper. Not matching the hostility but, instead, remaining calm almost always brings the client down to a more even keel.
